Customer Support

The Customer Support feature transforms how you communicate with your customers โ€” every visitor who needs help gets their own dedicated thread.

Customer Support Overview

How It Works

Automatic Thread Creation

When a customer sends a message that requires manual support, a new thread is automatically created in your Orders chat:

  • Customer asks about payment methods
  • Customer has delivery questions
  • Customer reports an issue
  • Customer needs order modification

Messages the bot can handle automatically (like /start or /help) wonโ€™t create a thread.

Thread Organization

๐Ÿ“Œ Each customer gets their own thread โ€” all their messages stay together

๐Ÿ“Œ All orders stay in General section โ€” with links to customer threads

Direct Replies

As an admin, you can reply directly in the customerโ€™s thread. The bot delivers your message to the customer automatically.

Why Use Customer Support?

Never Miss a Potential Buyer

Every visitor who asks a question that the bot canโ€™t answer creates a thread. Youโ€™ll see it and can respond immediately.

Better Organization

No more searching through order messages to find customer questions. Each customer has their dedicated conversation history.

Order Separation

Regular order notifications stay in the General section, while customer support threads are clearly separated and linked.

Faster Responses

Reply directly in the thread โ€” no need to copy/paste messages into separate chats.

Common Customer Questions

Based on actual support conversations, customers often ask:

  • โ€œWhat payment methods do you accept?โ€ โ€” See Payments
  • โ€œHow do I place an order?โ€ โ€” Guide them through checkout
  • โ€œCan I modify my order?โ€ โ€” Explain your modification policy
  • โ€œMy order hasnโ€™t arrivedโ€ โ€” Check delivery status and tracking
  • โ€œDo you offer international shipping?โ€ โ€” Check your delivery settings
  • โ€œI have a delivery questionโ€ โ€” Use the thread to clarify

Enabling Customer Support

Step 1: Enable Topics in Orders Group

  1. Open your Orders chat
  2. Tap chat settings
  3. Enable Topics
  4. Give your bot full admin permissions

Step 2: Enable in Store Settings

  1. Go to ShopsBuilder โ†’ Store Settings โ†’ Advanced
  2. Find Customer Support
  3. Toggle it ON

Once enabled, all customer messages requiring manual attention will appear as separate threads.

How to Respond

  1. Click on a customerโ€™s name or thread in the Orders chat

Message Types That Create Threads

Creates a Thread (Manual Support Needed)

Messages the bot cannot answer automatically will create a dedicated thread:

  • Payment questions (โ€œWhat payment methods do you accept?โ€)
  • Order modifications (โ€œCan I change my order?โ€)
  • Delivery questions (โ€œWhen will my order arrive?โ€)
  • Product inquiries (โ€œIs this item in stock?โ€)
  • Shipping concerns (โ€œDo you ship internationally?โ€)
  • Technical issues (โ€œI canโ€™t complete checkoutโ€)

No Thread Created (Bot Handles Automatically)

Commands and queries the bot can handle automatically wonโ€™t create threads:

  • /start โ€” Welcome message
  • /help โ€” Help information
  • /catalog โ€” Product catalog
  • /orders โ€” Order status
  • Standard product browsing
  • Adding items to cart
  • Checkout process

How Admins Use Customer Support

Convert hesitant buyers by:

  • Providing additional product details
  • Addressing concerns

Post-Sale Support

Maintain customer satisfaction:

  • Help with order modifications
  • Clarify delivery status
  • Resolve shipping issues
  • Handle returns and refunds
  • Provide tracking information

Troubleshooting

Assist with technical problems:

  • Checkout issues
  • Payment failures
  • Website navigation
  • Order placement problems
  • Account issues

Thread Organization Tips

Keep Your Orders Chat Organized

๐Ÿ“Œ Pin the General section โ€” Donโ€™t let order messages get buried

๐Ÿ“Œ Use clear thread titles โ€” The system creates these automatically

๐Ÿ“Œ Archive resolved threads โ€” Clean up old conversations

๐Ÿ“Œ Check threads regularly โ€” Respond quickly to customer questions

Managing High Volume

If you receive many customer messages:

  • Prioritize โ€” Handle urgent issues first
  • Delegate โ€” Give admin rights to trusted team members
  • Set response times โ€” Communicate when customers can expect replies
  • Use templates โ€” Prepare responses for common questions

Customer Communication Best Practices

Response Times

  • Quick responses โ€” Aim to reply within hours, not days
  • Set expectations โ€” If busy, let customers know when youโ€™ll reply
  • Automated replies โ€” Use welcome messages to set expectations

Tone and Style

  • Be friendly and helpful โ€” Build positive relationships
  • Stay professional โ€” Even with difficult customers
  • Be clear โ€” Avoid jargon and ambiguity
  • Be concise โ€” Long messages can be overwhelming

Follow-Up

  • Confirm resolution โ€” Check if the issue is solved
  • Ask for feedback โ€” Learn how to improve
  • Thank customers โ€” Appreciate their patience and loyalty

Troubleshooting

Customer Canโ€™t Find My Response

  1. Verify you sent the message in the thread
  2. Check that the bot is running
  3. Make sure Customer Support is enabled

Thread Not Created

Not all messages create a thread. Bot-handled commands (/start, /help, /catalog) donโ€™t need manual support.

Orders Not Showing

Check that:

  • Customer Support is enabled
  • Bot has admin rights
  • Youโ€™re looking in the correct Orders chat
